How to Choose an AI Customer Service Assistant and Plan Human Handoffs

Evaluate an AI customer service assistant through approved knowledge, realistic test conversations, limited permissions and dependable human handoffs.

An AI assistant needs a clear job within your customer service process. It might explain services, organise an initial enquiry or direct a question to the right team. Before comparing tools, decide which information it can rely on, which actions it can take and when a colleague should take over. These decisions give you a more useful evaluation than watching a short demonstration answer a few easy questions.

Write a limited operating brief

List the questions the assistant should handle and the result expected from each. Distinguish between explaining a general policy, collecting an enquiry and changing a customer record. The last of these can require identity checks, permissions and a different level of review.

For example, a fictional service company might let an assistant explain an approved project process and collect initial requirements. Pricing a bespoke integration would go to the team. The assistant should be able to acknowledge missing information and make that handoff without inventing a commitment.

Prepare knowledge with an owner and a review date

Collect approved service descriptions, current policies, operating hours and answers to recurring questions. Assign responsibility for each source and decide how updates reach the assistant. Resolve conflicting versions before testing, and keep a record of which material was approved for use.

NIST’s Generative AI Profile discusses the risk of plausible but incorrect output. Connecting a model to your documents does not remove the need to evaluate its answers. Test whether it uses the available information appropriately, recognises gaps and avoids presenting an unsupported claim as a fact.

Test the conversations that make the job difficult

Prepare questions with missing details, spelling mistakes, several requests in one message and requests outside the service scope. Include outdated or conflicting information and attempts to obtain another person’s records. Decide on an acceptable answer or action before comparing the tool’s response.

Use language customers actually use with your team. If you support Arabic and English, review meaning and clarity in both, including familiar wording from Egypt and Saudi Arabia where relevant. Keep the test examples representative and remove personal information that is unnecessary for evaluation.

Make the human handoff easy to complete

Provide a clear route when a customer asks for a person, a question is outside scope or an account-specific action needs verification. Decide who receives the conversation and which context they need. The customer should understand what has been passed on and what to expect next.

Test handoffs outside working hours and when the usual owner is unavailable. Check notifications and the queue the team actually uses. A conversation can appear complete in the assistant’s interface while the practical follow-up has failed, so trace a test request all the way to the responsible person.

Review correctness and resolution

Assess a sample of conversations for accurate information, appropriate action and successful handoff. Record repeated misunderstandings and the time the team spends correcting them. A low handoff count needs context: it can indicate suitable answers, or it can mean customers are struggling to reach someone.

Introduce the assistant within an agreed scope, explain its role clearly and keep a way to pause it. Re-test after important changes to sources, tools or permissions. Wider access should follow an explicit decision about the additional job the assistant needs to perform.

  • Defined questions, permitted actions and boundaries.
  • Approved knowledge with named owners.
  • Test cases covering mistakes, missing information and unusual requests.
  • A handoff that reaches the right person with useful context.
  • A review of correctness, follow-up and the ability to pause operation.
